Not just a glitch
Ordinarily, something like this would seem like a glitch. But T-Mobile customers are increasingly used to waiting hours to reach a customer service rep. Sometimes, the wait can stretch to two hours if you are lucky. Otherwise, you may never get through at all.
I was on there for an hour recently to fix some issue with a phone unlock (it was paid off on our account but had an issue with the unlock).

Last time I tried to chat I never got through a CS agent.
People usually don't reach out to their carrier because they are bored. They need a device unlocked or a SIM-related problem fixed. When T-Mobile abandons its customers, it risks leaving them completely disconnected.
On the bright side, one customer noted that once they finally reached a rep, the help was worth the wait. Apparently, that's where the bar is set now.
Reassessing the strategy
Between shrinking headcount and making T-Life mandatory, getting basic help has become a task in itself. Fortunately, T-Mobile appears to have heard its customers' complaints and is reportedly planning to send upper management down to stores and call centers to get a feel for how its digital transformation is playing out on the ground.

While T-Mobile's vision for a self-service model feels empowering to some customers, others point out that the app is inconsistent. That, along with AI chatbots, means subscribers are often at a loss for where to turn for help.
Heading into a store doesn't help much either, as staff is practically discouraged from handling these tasks. When you are standing in a retail store only to be told to use the app, it defeats the purpose of showing up in the first place.
